Bank of America has put generative AI beside more than 18,000 customer service workers during live calls. The important part is not the chatbot label. It is the scale and speed: EricaAssist can now pull together client context and suggest the next step in under three seconds, turning AI from a separate tool into part of the call itself.

Bank of America says it added generative AI to EricaAssist, the assistant used by more than 18,000 customer service employees. During a live call, it can read the conversation, pull together relevant client information, and give the employee guidance in under three seconds. The employee still decides what to say and do.
Q2Why is 18,000 the number that matters?
Because this is already a large production deployment, not a small pilot. Bank of America has about 213,000 employees, and more than 90% already use its older Erica for Employees assistant. EricaAssist now pushes the harder generative AI layer into one of banking's most sensitive workflows: real conversations about money, fraud, fees, and account problems.
Q3What can it do during a call?
It can detect what the client is asking, find useful account context, surface possible solutions, and recommend the next action while the conversation is still happening. That under-three-second response matters. A tool that makes an agent stop, search, and wait is another dashboard. A tool that answers before the conversation moves on can change how the call is handled.
Q4Is Bank of America replacing its call-center workers?
Not in this rollout. The bank describes EricaAssist as human-assisted AI and keeps the employee in control. That is a deliberate choice. Banks have strict rules around privacy, explanations, fraud, and customer harm, so letting AI advise a trained worker is easier to deploy than letting a model handle every case alone. But it can still raise the number of calls each worker handles and change how many workers are needed later.

Bank of America already has one of the biggest AI distribution systems in banking. Its customer-facing Erica passed 3 billion interactions in 2025, serves nearly 50 million users, and averages more than 58 million interactions a month. The new step is moving that AI advantage behind the phone line, where complex and expensive cases still reach humans.

Many banks use generative AI to summarize calls, search internal documents, or help staff draft answers. Barclays, for example, has used it to create contact-center call summaries. Bank of America is going further into the live moment by combining conversation context, client data, and next-step guidance at large scale. The real test is whether this cuts call time and repeat calls without creating wrong or overly confident advice.

Watch for numbers the bank has not shared yet: shorter calls, fewer transfers, fewer repeat calls, better customer scores, and lower training time for new staff. Those metrics will show whether EricaAssist is truly changing the economics of customer service or simply making agents feel better equipped. At 18,000 users, even a small gain per call could become a large cost advantage.
